ABSTRACT

This study investigated the different effects of employee burnout dimensions (depersonalisation and emotional exhaustion) on customer service perceptions. We hypothesised that customers who interact with depersonalising employees will feel angry and hostile, which, in turn, should be related to low service perceptions. Emotional exhaustion was hypothesised to attenuate this effect because customers might perceive exhaustion as a reason for the depersonalising behaviour and may be affected less negatively. Each of the 156 study participants read 12 vignettes in which university employees displayed depersonalisation and emotional exhaustion symptoms. Multilevel analysis showed that employee depersonalisation negatively affected customer perceptions towards employee service and organisation service. Customer anger and hostility mediated this effect. Employee emotional exhaustion moderated the indirect effect such that depersonalisation had the strongest effect on customer service perceptions via anger and hostility when the employee did not display emotional exhaustion. Findings highlight the importance of studying the effects of depersonalisation and emotional exhaustion separately, and taking into account customer affective processes.  相似文献

Past researchers have found evidence that customers consider the sequence of event utility when evaluating past and future service experiences. Specifically, the evidence confirms that the placement of a peak event, the utility of the last event, and the slope of event utility over time all affect customer behavior and perception. We formulate an optimization problem with a focus on optimizing schedule sequence characteristics in order to maximize customer experiences. We discuss possible contexts in which this type of scheduling might be considered and, as an example, present a particularly complex model of a world‐renowned performing arts venue. We solve the problem with a simulated annealing algorithm and further discuss the complexity and opportunities associated with this type of scheduling effort.  相似文献

Abstract

Appointment coordinators at a mid-western medical clinic were to provide exceptional telephone customer service. This included using a standard greeting, speaking in an appropriate tone of voice during the conversation, and using a standard closing to end the call. An analysis suggested performance deficiencies resulted from weak antecedents, poor knowledge and skills, and weak performance contingencies. An intervention package consisting of task clarification, goal setting, feedback, and performance contingent consequences was designed to improve customer service behaviors of four participating appointment coordinators. An ABAB reversal design was used, and overall performances of all four participants increased during intervention phases. This study indicates that a multi-component intervention may be an effective strategy to increase telephone customer service behavior in medical clinic settings.  相似文献

This paper explores the customer experience paradigm as it pertains to service operations strategy and design. First, we operationally define and discuss the concept of customer experience. In this context, we propose a reframing of the strategic role of operations strategy as one of choreographing experience‐centric services. We then introduce the concept of services as destinations as an emerging business model for classifying experiential service strategies. Our conceptual typology of experience‐based strategies uses two dimensions: (1) the depth of use of experience as a source of value creation, ranging from brand experience to the services as a destinations business model, and (2) the degree of integration of experience internally within the firm. Using this conceptual typology, we develop five propositions and use multiple cases to illustrate firms' use of these experience strategies. Laying the groundwork for future research, we highlight insights from the qualitative, multiple‐case data as they pertain to service operations strategy and the business model that employs services as destinations. A number of questions for further research are suggested.  相似文献

Growing digitization is accompanied by a concomitant increase in customer integration, making the customer an even more integral part of service settings, to the extent that customers even may replace employee labor. Customer integration can have positive effects for service firms and customers, but it also threatens some negative effects that have not been studied closely. This study proposes silent endurance as a neglected outcome of customer integration, caused by violations of customer fairness perceptions. In line with fairness heuristic theory, providing more input for the same output may reduce perceptions of distributive fairness. Four studies test this theorizing (one critical incident study and three experiments) to investigate the effect of being integrated on customers’ distributive fairness and silent endurance. Stable results across studies show that distributive fairness mediates the link between customer integration and silent endurance; offering monetary advantages can offset integration-induced losses of fairness perceptions. These findings thus have both theoretical and managerial implications.  相似文献

With the arrival of the service economy, businesses across different sectors have to rely increasingly on service design, with its focus on the viewpoints of customers and their experiences. Existing frameworks for evaluating customer experience tend to neglect the connection between customer experience and value co-creation, which is critical for enhancing the performance of service design. The aim of this conceptual paper is, therefore, to develop a customer experience evaluation framework that is coherently integrated with the value co-creation construct. It is achieved by intersecting the most relevant insights from prior approaches to evaluating customer experiences with a theoretical interpretation of service value as value in the experience that is always co-created and uniquely determined by the customer's personal lived and imagined experiences. The proposed framework is original in its theorizing of the evaluation process as a transformation from a customer experience evaluation to a synchronized evaluation of value in the experience and value co-creation throughout and beyond the service process. The framework proposes to utilize it in both major service redesign and on-the-spot service improvements, which are extremely relevant to businesses operating in highly competitive environments. The proposed framework is designed to guide future empirical evaluations, accommodate new theoretical extensions, and inform practical applications to design service offerings as unique and preferred experiences for customers.  相似文献

Inter‐customer interactions are important to the operation of self‐services in retail settings. More specifically, when self‐service terminals are used as part of customers’ checkout processes in retail operations without the explicit involvement of retailers as the direct service providers, inter‐customer interactions become a significant managerial issue. In this article, we examine the impact of inter‐customer interactions at retail self‐service terminals on customers’ service quality perceptions and repeat purchase intentions at retail stores. We conduct a scenario‐based experimental design (N = 674) using a 2 × 2 factorial design in which inter‐customer interactions are divided into “positive” vs. “negative” and occur during the “waiting” or during the actual “transaction” stages of self‐services at a retail store. We use attribution theory to develop the hypotheses. The results demonstrate that, through their interactions, fellow customers can exert influences on a focal customer's quality perceptions and repeat purchasing intentions toward a retail store. Furthermore, these influences were impacted by how customers attribute blame or assign responsibility toward the retail store. Service operations managers should leverage these interactions by designing into self‐service settings the capacities and interfaces that are best suited for customers’ co‐production of their self‐service experiences.  相似文献

高质量发展服务业已经写入国家战略,其重要性在以顾客需求为导向的网购市场经济中尤为突出。企业服务质量直接决定顾客的购物体验。在供应链意图改善顾客体验但零售商受资金约束的背景下,考虑服务质量对市场需求的影响,设计回购契约与"基于目标销售量的信用契约"组合,构建资金约束型网购供应链协调决策模型,并对其进行求解以获得供应链最优经营策略。研究结果显示,运用最优策略不仅有助于缓解零售商的资金压力,而且能激励其提高服务质量,改善顾客购物体验;所得契约设计不仅能实现网购供应链协调,而且能实现供应链总利润在节点企业之间的任意分配,提高了契约的操作性,保障了最优策略的有效性。  相似文献

Waiting time is an important issue in service operations management because of its impact on customer satisfaction and operations capabilities. This paper examines waiting time from a social and psychological perspective. It provides a conceptual framework which identifies social and psychological factors that affect perceptions of waiting. The conceptual framework enables service managers to rethink operational issues, such as layout design, process choices, and service delivery from customers’ perceptions of waiting. Assimilation–contrast theory suggests that perceived waiting time be linked to expected waiting time and its gap leads to customers’ overall evaluation of service. A customer’s willingness to accept delay is related to the causes for delay as explained by attribution theory. Approaching waiting time from a stress management theory, this paper provides service managers with various stress-reduction mechanisms such as giving customers advance notice of expected waiting time, speeding up pre-process waiting time, and acknowledging customers’ rights to quick service. These practical suggestions can aid service managers in reducing perceived waiting time, enhancing customers’ waiting experience, and improving queue management.  相似文献

Many service firms deliver services via a mix of internally developed and delivered (i.e., insourced) and externally developed and delivered (i.e., outsourced) service processes. Service process outsourcing is especially common in e‐retailing. Portions of e‐retail customer ordering processes and delivery processes can be digitized and contracted to third‐party vendors. Via outsourcing, service systems change from dyadic to triadic. Prior research examines consumer perceptions of dyadic (consumer to e‐retailer) outcomes, but little research considers service co‐delivery with outsourcing partners (i.e., triadic systems). Literature also does not focus on joint associations of service process outsourcing and customer traffic with e‐retailer operations. We analyze several years of data on North American e‐retailers. We first examine factors associated with e‐retailer outsourcing levels, for front‐end and back‐end service processes. We observe customer traffic is positively associated with future outsourcing. We then examine how outsourcing moderates associations between contemporaneous customer traffic and e‐retailer operational performance, as measured by numbers of processed orders, website response times, and customer satisfaction. Results suggest outsourcing levels are associated with operational outcomes, yet surprisingly, high outsourcing and high traffic jointly may not benefit e‐retailers.  相似文献

In the context of a dynamic, stochastic, general equilibrium model, we perform classical maximum likelihood and Bayesian estimations of the contribution of anticipated shocks to business cycles in the postwar United States. Our identification approach relies on the fact that forward‐looking agents react to anticipated changes in exogenous fundamentals before such changes materialize. It further allows us to distinguish changes in fundamentals by their anticipation horizon. We find that anticipated shocks account for about half of predicted aggregate fluctuations in output, consumption, investment, and employment.  相似文献

As service failures are inevitable, firms must be prepared to recover and learn from service failures. Yet, the majority of customers are still dissatisfied with the way firms resolve their complaints. Can learning to reduce service failures reduce customer dissatisfaction, and to what extent are such reductions sustainable? Previous research showed that organizational learning curves for customer dissatisfaction (i) follow a U‐shaped function of operating experience and (ii) are heterogeneous across firms. In this paper, I tease out where the U‐shaped learning‐curve effect and learning‐curve heterogeneity originate: service failure or customers' propensity to complain with a third party given the occurrence of a service failure. Using quarterly data for nine major US airlines over 11 years, I find that the U‐shaped learning‐curve effect and the learning‐curve heterogeneity originate in the propensity to complain. In the long term, reductions in service failure did not translate in sustainable reductions in customer dissatisfaction. Customers' propensity to complain eventually went up. Managing the propensity to complain provides more opportunity for a firm to distinguish itself from competitors.  相似文献

The degree of leverage possessed by manufacturers who outsource their customer service function to channel partners over customer satisfaction and loyalty is assessed empirically. Data provided by independent service representatives are linked with data from their customers. Results indicate that a manufacturer's support of its representatives increases their job satisfaction which, in turn, is indirectly linked to the customer satisfaction through shared perceptions of service performance and quality. However, the strength of the effects is modest, suggesting that manufacturers may need to consider direct customer contact strategies or contractual means of assuring customer satisfaction when independent service representatives “own the customer.” Conceptually, the hypothesized shared mindset model is tested against the competing affect transfer model, resulting in support for the former. Job satisfaction moderates the degree of agreement between representatives' and customers' perceptions of service performance and quality such that greater agreement occurs when job satisfaction is high.  相似文献

Managing both the technologies and the personnel needed for providing high‐quality, multichannel customer support creates a complex and persistent operational challenge. Adding to this difficulty, it is still unclear how service personnel and these new communication technologies interact to influence the customer's perceptions of the service being provided. Motivated by both practical importance and inconsistent findings in the academic literature, this exploratory research examines the interaction of media richness, represented by three different technology contexts (telephone, e‐mail, and online chat), with six customer service representative (CSR) characteristics and their influences on customer satisfaction. Using a large‐sample customer survey data set, the article develops a multigroup structural equation model to analyze these interactions. Results suggest that CSR characteristics influence customer service satisfaction similarly across all three technology‐mediated contexts. Of the characteristics studied, service representatives contribute to customer satisfaction more when they exhibit the characteristics of thoroughness, knowledgeableness, and preparedness, regardless of the richness of the medium used. Surprisingly, while three other CSR characteristics studied (courtesy, professionalism, and attentiveness) are traditionally believed to be important in face‐to‐face encounters, they had no significant impact on customer satisfaction in the technology‐mediated contexts studied. Implications for both practitioners and researchers are drawn from the results and future research opportunities are discussed.  相似文献

Product and service innovation is important for brands to succeed in a competitive marketplace. As information technology advances, customer recognition becomes a growing industry trend; that is, brands track customers' purchase history, recognize and price discriminate between repeat and new customers.The trend of customer recognition has changed the nature and intensity of competition between brands. In this article, we examine how customer recognition and the associated changes in competition affect brands' incentives to invest in product and service innovation. We find that when brands have similar equity, customer recognition increases brands' incentives to invest in product and service innovation. However, when brands have sufficiently different equity, customer recognition leads the stronger brand to invest more and the weaker brand to invest less in product and service innovation. In addition, extant literature suggests that customer recognition reduces brand profits. In contrast, we find that customer recognition can increase the weaker brand's profit but decreases it more for the stronger brand. Thus, collecting customers' purchase history data for customer recognition can be beneficial for weaker brands but detrimental for stronger brands.  相似文献

Challenging the prevailing consensus that leader humility is uniformly beneficial we investigate circumstances where leader humility behaviors are positively perceived and yet negatively received due to attributions of impression management. Arising from potential inconsistencies in perceptions and attributions, we argue that followers may evaluate leader humility behavioral displays as either genuine or hypocritical. We conducted two studies, in different contexts, to test followers' reactions to leader humility displays. In Study 1 (Confucian Asian cluster), we used a survey methodology to test our theoretical model. Due to the validity problems with our instrumental variables, we were unable to draw conclusions from the results of study 1. In Study 2 (Anglo cluster), we used a scenario-based experimental design. While the hypothesized mediating effect via perceptions of leader hypocrisy was not supported by the results, we found support for the hypothesis that the interaction of leader humility and impression management positively influenced hypocrisy.  相似文献

This paper considers a supply chain with one supplier and multiple retailers that face exogenous heterogeneous end‐customer demands, where all parties utilize base‐stock policies. Each retailer is restricted to order once in every order cycle and their orders are replenished in a balanced manner within the cycle. Our study investigates the impact of information sharing and advance order information (AOI) on the supply chain. We find that the supplier benefits from the two mechanisms via two important factors, the information about observed end‐customer demands and the decision on re‐establishing the replenishment sequence. We derive the supplier's optimal sequence for stochastically comparable end‐customer demands with AOI and propose a sequencing rule for the setting with information sharing. Our numerical study examines the cost impacts of two proposed mechanisms on the entire supply chain.  相似文献

Customer service is a key component of a firm's value proposition and a fundamental driver of differentiation and competitive advantage in nearly every industry. Moreover, the relentless coevolution of service opportunities with novel and more powerful information technologies has made this area exciting for academic researchers who can contribute to shaping the design and management of future customer service systems. We engage in interdisciplinary research—across information systems, marketing, and computer science—in order to contribute to the service design and service management literature. Grounded in the design‐science perspective, our study leverages marketing theory on the service‐dominant logic and recent findings pertaining to the evolution of customer service systems. Our theorizing culminates with the articulation of four design principles. These design principles underlie the emerging class of customer service systems that, we believe, will enable firms to better compete in an environment characterized by an increase in customer centricity and in customers' ability to self‐serve and dynamically assemble the components of solutions that fit their needs. In this environment, customers retain control over their transactional data, as well as the timing and mode of their interactions with firms, as they increasingly gravitate toward integrated complete customer solutions rather than single products or services. Guided by these design principles, we iterated through, and evaluated, two instantiations of the class of systems we propose, before outlining implications and directions for further cross‐disciplinary scholarly research.  相似文献
